How quickly should a clinic respond to a new enquiry?

Report these separately. Sending an automated message should not mark an enquiry as personally contacted or resolved.
Use both elapsed time and time within staffed opening hours when needed. Name the measure clearly so an evening enquiry is not presented as either an instant success or an unexplained staff delay.
A hypothetical example
An enquiry arrives at 18:30 after the clinic has closed. An automatic acknowledgement is sent at 18:31. The team attempts contact at 09:15 the next morning and speaks to the person at 10:00.
The record should show:
- acknowledgement: one minute;
- first human contact attempt: 14 hours 45 minutes elapsed;
- successful contact: 15 hours 30 minutes elapsed;
- the clinic's opening hours and any separate staffed-hours calculation.
Calling this a one-minute personal response would be misleading. The example illustrates measurement, not an appropriate service target for every clinic.
Set a promise your team can keep
Choose a response standard around opening hours, enquiry volume, staffing and the channels you actually monitor. Tell people what to expect, then check whether you meet it.
There is no universal five-minute conversion guarantee. Claims about response speed from other industries should not be presented as measured outcomes for UK clinics.
A useful acknowledgement can be simple:
> Thank you for contacting the clinic. Your enquiry has reached our team. We will reply during our published opening hours using the contact details you provided.
A clinic can make the expected timing more specific when its process supports it. Do not promise a callback within an hour if nobody is available to make it.
Give each enquiry an owner
A workable process needs:
1. A reliable way to capture the enquiry and its source. 2. A named team or person responsible for the next action. 3. An alert when it is waiting longer than the agreed standard. 4. A recorded contact attempt and outcome. 5. A clear handover when staff are absent or a question needs clinical input.
Bring channels together only where the connection is actually supported. A form, phone call, social message and WhatsApp conversation may need different handling. Check the real workflow instead of assuming every channel is automatically connected.
Measure unanswered enquiries as well as average speed
An average based only on answered enquiries hides those that received no response.
Report the number received, acknowledged, personally attempted, successfully contacted and still waiting. Show a median response time and the older outstanding enquiries alongside it. Segment by opening hours and channel before deciding where the process needs attention.
An unanswered enquiry is an opportunity to investigate. It is not automatically a lost booking or a known amount of lost revenue.
Keep service replies and promotions separate
Answer the question the person asked. Do not turn every enquiry acknowledgement into a promotional sequence. Clinical or urgent-care questions need the clinic's approved handling route. Reception automation should not provide clinical advice or disguise itself as a clinician.
