Assign responsibility when the enquiry arrives
Each accepted enquiry needs an owner, received time and next action. Define who covers the queue during published opening hours and what the person should expect outside them. A shared inbox alone does not establish responsibility.
Agree a realistic response standard with the clinic team. Measure it against actual timestamps before presenting it as a service commitment. Escalate unassigned or overdue enquiries through the existing team process rather than creating duplicate tasks.
Make the first response useful
Confirm what the person asked about and offer the appropriate next step. Explain the consultation process and practical availability. The reception team should not substitute marketing language for a clinical assessment or imply suitability before it has been established.
Use the person’s permitted contact route. Keep a short record of the response and the next agreed action. A follow-up sequence should stop or change when the person replies, books, declines or asks not to be contacted.
Keep stages distinct
Use operational stages such as received, contact attempted, conversation held, consultation booked and attended. Record the evidence and date for each stage. A reply is not a booking and an appointment booking is not completed treatment revenue.
Keep reasons for loss useful and proportionate: unable to contact, service mismatch, availability, timing or declined. Do not place unnecessary patient-sensitive detail in a general marketing report.
Find the actual bottleneck
Review cohorts by when the enquiry arrived so newer enquiries are not unfairly compared with mature ones. Count duplicate contacts consistently and separate tests. Inspect the handoff that loses the most suitable opportunities before spending more on acquisition.
For example, many accepted enquiries with few conversations suggest a different problem from many conversations with few available appointments. Agree one process change, its owner and the review date. Report results from the actual clinic, not an assumed industry conversion rate.
